Queues exist for a specific reason: a limited number of human agents and more callers than agents. Say you run a veterinary clinic. At 5:05pm several calls arrive together and each is answered at once, with no queue. Two callers book routine visits and hang up happy. The other three all want the same thing: to talk to your vet tech about a sick animal. She has one phone.

The first transfer connects. When the second reaches her line, it's busy, so your fallback rule applies and the assistant tells the caller the truth: "She's on another call right now. I have your details and what's wrong with Biscuit, and I'll mark this urgent so she calls you as soon as she's free. Or I can book you the first slot tomorrow morning." If you're replacing a phone system that has a queue

Offices moving from a traditional setup often ask where the queue settings went. For answering, you don't need them. Your existing phone system still does the work on the transfer leg, and you can help it.

Point transfers at a ring group instead of one person's extension. A ring group is your phone system's way of ringing several phones together, so whoever's free picks up, and a transfer is far less likely to find nobody available.

Count failed transfers by hour for a month. Your transcripts show each time a transfer didn't connect and the assistant fell back to a message. If they cluster between 4 and 6pm, that tells you which hours need a second person available for transferred calls. You're looking at a staffing problem, and the phone system can't fix it for you.

Be careful with the promise in your fallback line. "She'll call you back within 20 minutes" is only worth saying if it's true at 5:05 on your busiest day.
