What is an escalation path?

The short answer
An escalation path is the written route a call takes from the assistant to a person, covering what triggers it, where the call goes, and what happens when nobody answers. The longer answer

Every automated phone system needs one and most are written for the easy case only.

The easy case is a caller asking for somebody while that somebody is free. It handles itself.

The path that matters is the other one, which runs at the busiest moments and gets tested least.

The four parts of a working path

The trigger. A caller asking for a person should always work, immediately, without another question. Anything outside the brief is the second trigger.

The destination. One number rather than a chain of five, because each hop adds waiting and most callers leave before the third.

The context. The transcript should travel with the call, since making somebody repeat the whole story is what turns annoyance into a complaint.

The fallback. When nobody answers, a full message with a callback number beats a line that rings out or a queue nobody joins.

Write all four down before you go live. The fourth is the one that runs on your worst morning.

A restoration company's path on one index card

Say you run a water and fire damage restoration company. Your whole escalation path fits on an index card. Trigger: the caller asks for a person, or mentions flooding, fire or sewage, or asks anything outside the brief. Destination: the on-call project manager's cell, around the clock. Context: name, address, what's wet, and whether the water is still running. Fallback: if there's no answer, take the full message and tell the caller a project manager will phone back within fifteen minutes.

At 3:12 on a Sunday morning, a homeowner calls about a burst supply line. Your project manager's phone is charging in the kitchen, and he doesn't hear the transfer ring. So the assistant comes back to the caller, takes her details and makes the fifteen-minute promise. He sees the message at 3:19, calls her at 3:20, and tells her where the main shut-off is.

Plan A failed, as it sometimes will at 3am. What saved the job was the fallback, a line you wrote on a calm afternoon months earlier.

Neighboring terms, and a fire drill

Four terms sit close to this one. A second fallback number is the nearest: nominate one, and a transfer that isn't picked up tries it before your message fallback runs. A routing rule sends a call to the right place on the first try, by what the caller needs. The escalation path covers what happens when the stakes rise or the first try fails. Your on-call rota says which human is standing at the end of the path this week. You need all of them, and the rota is the one that goes stale, because it changes every Monday.

A callback promise is a fifth thing, closer to a service commitment. "Within fifteen minutes" is a number your team has to hit at 3am, so pick one you've proven you can meet.

Prove it with a drill once a quarter. Call your own line at night, say the trigger words, and have the on-call person deliberately ignore the transfer. Time how long it takes from the end of your call to the callback. If the answer is forty minutes, either fix the alerting on that phone or change the promise.
